Etsy Order Gone Wrong? What to Do for Late, Lost, Damaged or Wrong Items

A practical plan for the order problems every Etsy seller meets, including late and lost parcels, damage, misprints and cancellations, with message templates and when Etsy's Purchase Protection can cover you.

Sooner or later an order goes wrong. The parcel is late, it arrives damaged, the print is off, or it never turns up at all.

How fast and how well you respond decides whether it ends as a quiet fix, a 1-star review, or a case with Etsy. This guide covers the common problems, what to send the buyer, and when Etsy can protect you.

The golden rule: answer within 48 hours

When a buyer reports a problem through Help with Order, the clock starts.

Under Etsy's Cases Policy, if the buyer hasn't heard back within 48 hours, or the problem isn't resolved within 48 hours, they can open a case. Fast replies keep problems between you and the buyer.

Etsy's Purchase Protection for Sellers also expects you to respond to Help with Order messages within 48 hours, so a slow reply can cost you that protection too.

Problem 1: The order is late

First, check tracking. Is it moving, stuck, or marked delivered?

  • Still moving: reassure the buyer and give an expected date.
  • Stuck for several days: contact the delivery service and tell the buyer what you're doing.
  • Past the estimated delivery window: under Etsy's Purchase Protection, buyers can get a full refund for items that arrive after a reasonable period beyond the estimated delivery date shown at checkout.

Hi [name], thank you for letting me know. I've checked the tracking and your parcel [is in transit / was last scanned at location on date]. It should arrive by [date]. If it hasn't arrived by then, message me and I'll send a replacement or a full refund, whichever you prefer.

Avoid it next time: set processing and delivery times you can genuinely meet, especially before Christmas. Etsy says changes to processing times agreed in Messages don't count. What counts is what the listing showed when the buyer ordered.

Problem 2: Tracking says delivered, but the buyer says it hasn't arrived

This is the hardest one. Etsy says it can't judge whether a buyer received an item, even when tracking shows delivery.

  1. Ask the buyer to check with neighbours, safe places and other people at the address.
  2. Check the address on the order matches where they expected it.
  3. Ask the delivery service for proof of delivery or a GPS scan.
  4. If it still can't be found, decide on a replacement or refund. For a low-value item, a goodwill replacement usually costs less than a case and a bad review.

Hi [name], I'm sorry it hasn't turned up. Tracking shows it was delivered on [date] at [time]. Could you check with neighbours and any safe places, and confirm the address [address]? I've also asked the delivery service for details. If it still doesn't appear, I'll make sure you're not left out of pocket.

Problem 3: It arrived damaged

Ask for a photo, then fix it quickly. Don't ask the buyer to post a broken item back unless you genuinely need it.

Hi [name], I'm so sorry your [item] arrived damaged. Could you send me a photo of the damage and the packaging? Then I'll arrange a free replacement straight away, or a full refund if you'd prefer.

For print-on-demand sellers: most suppliers, including Printful and Printify, will reprint or refund items damaged in transit or misprinted if you report them with photos within their deadline. Check your supplier's claims window and send the buyer's photos straight to them.

Problem 4: It doesn't match the listing

Etsy treats an item as "not as described" when it's significantly different: a different colour, size, design or material, missing parts, or the wrong quantity.

If it's genuinely different, apologise and replace or refund it.

If it matches the listing but the buyer simply doesn't like it, Etsy's case system doesn't cover that. Etsy lists "items that are accurately described but don't meet a buyer's expectations" as not eligible. Even so, a polite answer and a clear explanation of your returns policy protects your reviews.

Hi [name], thank you for the photos. I'm sorry it isn't what you expected. [The colour on screen can look a little different from print / The size is shown in the listing as X]. As a goodwill gesture I can [offer / discount], or you're welcome to return it under our returns policy.

UK and EU buyers may have a legal right to cancel within 14 days of delivery under consumer law, depending on the item. Make sure your returns policy doesn't contradict that.

Problem 5: You need to cancel the order

Sometimes you can't fulfil an order: the supplier is out of stock, there's a problem with the address, or the buyer asks to cancel before dispatch.

  • Only the seller can cancel. Cancelling refunds the buyer in full.
  • Etsy credits back the related listing and transaction fees when you cancel.
  • Refunding and cancelling are separate actions. A full refund doesn't automatically cancel the order.
  • Message the buyer before you cancel so it doesn't come as a surprise.

Hi [name], I'm really sorry, but [reason]. I'll cancel the order now so you're refunded in full, and you should see it within a few days. If you'd like, I can let you know when it's back.

When Etsy's Purchase Protection covers you

Etsy's Purchase Protection for Sellers can refund the buyer for eligible non-delivery, damaged and not-as-described cases, up to $250 including shipping and taxes, without the money coming from you.

To qualify, Etsy's requirements include:

  • you dispatched within your stated processing time
  • you used tracking, or an Etsy shipping label
  • the order had an estimated delivery date
  • the item matches its listing photos and description
  • you replied to Help with Order messages within 48 hours

Good habits (honest timings, tracking on every order, fast replies) don't just please buyers. They're what keep you protected.

Selling into the US from another country? Check your duties

From Etsy's July 2026 Cases Policy: orders shipped to the United States must use Delivery Duty Paid (DDP) shipping. If a US buyer has to pay import duties on delivery because the seller didn't use DDP, the buyer can claim those charges back, or a full refund if they refuse delivery. If you post to the US yourself, make sure your delivery service supports DDP. Print-on-demand partners that print in the US avoid the problem.

A simple checklist

  1. Reply within 24 hours, and never later than 48.
  2. Ask for photos and check tracking before you decide.
  3. Offer a clear fix: replacement, refund or reprint.
  4. Claim reprints from your supplier where possible.
  5. Write down what went wrong, and fix the cause in your listing or process.
